Mexican consumers are demanding more personalized AI-driven interactions, reveals a study conducted by Infobip in collaboration with Opinion Box. Despite challenges like data silos and security concerns, this trend is pushing companies to bet on hyper-personalization technologies like AI agents to improve customer experience and prevent customer loss.

In the “Chatbots in Accion” report, Infobip explains that 54% of users already trust AI agents for their interactions with brands. But consumer expectations go beyond simple automation. Data shows a demand for sophisticated and nuanced communication, with 83% of consumers considering it vital to receive real-time updates and personalized communication adapted to their specific context. Furthermore, 44% expect the language used by AI and chatbots to be context-aware, while 25% prefer a formal tone, requiring companies to deploy AI engines capable of significant calibration.

This preference for advanced communication is reflected in channel adoption. While WhatsApp remains the dominant platform with 74% preference, there is a strong appetite for newer technologies. Sixty-six percent of Mexicans are willing to engage with businesses through Rich Communication Services (RCS) Business Messaging, a channel that enhances traditional SMS with interactive elements like buttons and images. This positions Mexico as a key market for the adoption of innovative conversational channels. The widespread use of chatbots, which 69% of consumers use regularly for inquiries, technical support, and claims management, suggests that the public is ready for the next phase of digital interaction.

The urgency for companies to adapt is underscored by the business risks associated with a subpar customer experience. The National Institute of Statistics and Geography (INEGI) shows that over 80% of digital users access the internet via mobile devices and over 35% make online purchases through these platforms. In such a connected and competitive market, customer loyalty is fragile.

According to Genesys’ “The State of Customer Experience in Latin America” report, nearly 30% of Mexican consumers abandoned a brand after just one poor service experience in the last year. This statistic transforms the call for better CX from a strategic goal into an operational imperative. Failing to meet the rising demand for personalized, efficient and context-aware interactions directly correlates with customer churn and revenue loss.

Barriers to Effective Personalization

While the demand is evident, the path to delivering true personalization is fraught with internal and external challenges. The primary internal obstacle is data fragmentation. Genesys report highlights that 46% of CX leaders in Mexico acknowledge a lack of shared data about customer interactions between departments. These data silos prevent the creation of a 360° customer view, which is the foundational requirement for any effective predictive AI or hyper-personalization strategy.

Externally, companies face the challenge of gaining user trust. Even with high receptivity to new technologies like RCS, 57% of Mexicans express concern about cybersecurity on the channel, according to the Infobip and Opinion Box data. This indicates that implementing advanced technology is only half the battle. Businesses must also build a robust framework of security and communicate it transparently to earn and maintain customer confidence.

The Strategic Response: Betting on Hyper-Personalization

To navigate these challenges and meet consumer expectations, leading companies are moving beyond traditional personalization. They are investing in hyper-personalization, a more advanced approach that uses AI to analyze individual behavior in real time to anticipate needs and deliver proactive solutions. This strategy is enabled by a convergence of key AI technologies, including:

  1. Generative AI, which interprets customer input and uses sentiment analysis to craft unique and contextually relevant responses.

  2. Conversational AI, which powers empathetic and efficient virtual agents, or AI agents, that can manage complex dialogues and resolve issues without human intervention.

  3. Predictive AI, which analyzes historical data to identify patterns, forecast customer behavior, and proactively connect users with the right resource at the right time.

Together, these technologies allow businesses to shift from a reactive customer service model to a proactive and predictive one, creating the seamless and intelligent experiences that modern consumers demand.

The Investment Outlook and Future Horizon

The corporate commitment to overcoming these barriers is reflected in clear investment trends. Recognizing the problem of data silos, 59% of CX leaders in Mexico plan to implement an integrated customer experience platform within the next two years, reports Genesys. Additionally, 43% plan to connect their technology and data infrastructure specifically to offer a cohesive omnichannel experience.

This strategic planning is backed by significant financial allocation. In the next 12 months, CX leaders in Mexico are projected to dedicate 30% of their customer experience budgets to AI-driven technologies, says Genesys. This substantial investment confirms that the "bet" on hyper-personalization is already underway.

Looking forward, this level of personalized interaction will likely cease to be a competitive advantage and instead become a standard consumer expectation. Companies that successfully integrate autonomous AI agents and intelligent copilots into their customer journey will not only fortify their market position but also define the future standard for the brand-customer relationship.
